Decide what “urgent” means for your shop
Write down which after-hours situations require an on-call review and which can wait for the next business day. The rule should reflect your actual coverage, service area, and equipment capabilities. Avoid letting a keyword alone promise dispatch or a repair time.
Ask only for enough detail to route the request: location, type of system, what the homeowner is experiencing, and how they can be reached. When the customer describes a safety concern, direct them to appropriate emergency help and notify the responsible person according to your policy.
Acknowledge routine requests and set expectations
For non-urgent work, confirm that the request arrived and explain when the office will review it. Offer a way to share photos or model information only if your team can receive and store them reliably. Avoid asking customers to repeat details already captured in their form or call.
Do not present an estimate slot as booked unless the calendar confirms it. If scheduling is not available overnight, say the office will offer times in the morning. Clear expectations prevent a polite acknowledgement from being mistaken for a confirmed appointment.
Make the handoff useful at opening time
The morning queue should show the original arrival time, customer details, issue summary, urgency route, messages already sent, and promised next action. Assign an owner before the phone starts ringing. A queue without ownership only moves the delay from overnight to opening time.
Review the previous night’s requests at a consistent time. Compare urgent handoffs with the on-call log, and check whether routine customers received the promised follow-up. Use misses to adjust coverage, language, or routing rules; do not infer demand from a single busy night.
